What response time is

Response time measures how quickly a brand replies to inbound social media interactions — direct messages, comments, mentions, or questions. It is usually expressed as an average, such as the mean time to first response over a period, and is a core customer-service metric. It differs from response rate, which measures the percentage of messages answered at all; response time measures how fast those answers come. On social media, where conversations are public and expectations are high, speed carries outsized weight.

Why response time matters on social

Audiences increasingly treat social platforms as service channels and often expect faster replies there than by email or phone. Some platforms surface responsiveness publicly — Facebook Pages, for example, have historically displayed a “very responsive” style badge based on how quickly and consistently a Page replies. A fast response time signals that a brand is attentive and present, which builds trust; slow or missing replies, especially on public complaints, can escalate quickly and damage reputation. During a crisis, response time becomes one of the most watched signals of how a brand is handling the situation.

How to measure and improve it

Track response time by channel and by hour to find where and when replies lag. Common improvements include setting clear internal service-level targets, using saved replies for frequent questions, and staffing coverage around the hours your audience is most active. Automated acknowledgements can hold the line, but audiences generally prefer a genuine human answer over a canned one for anything beyond a simple query. Balance speed with quality — a fast but unhelpful reply rarely satisfies, while a thoughtful answer delivered reasonably quickly does.
